3 Chat Tips for Your Dealership's Self-Managed Live Chat Team

Investing in self-managed live chat can be a big, yet profitable step for your dealership. It saves you money and allows you to connect with your online shoppers in a way that builds trust and starts lasting relationships before they even reach your physical store.

However, in-house live chat can be a bit challenging if you’ve never done it before. That’s why I’m sharing some quick tips to help any first-timers get started.

CHAT TIP #1: Understand Your Customer’s Expectations

Having live chat is important -- not just because it’s expected -- but because your customers are benefiting (and so are you) from this opportunity to answer questions.

Your dealership’s reputation depends on your ability to understand your shoppers’ points of view and from there, provide a great consumer experience. But what exactly do your online visitors expect when they click to chat?

Anonymity

The truth is, many of your online shoppers don’t want to give you their contact information (those that are more willing usually call your dealership or fill out a contact form on your site). Live chat gives timid online shoppers the opportunity to get their questions answered FIRST, without the obligation to share personal information until they are ready.

Time-saving assistance

Most of your shoppers will click an invitation to chat in order to get answers to questions they couldn’t find on their own. It could be specs, availability, hours, etc. -- but they expect the person on the other end to have those answers…fast. If they wanted to wait, they would have filled out a form or called.

Personalized responses

There is nothing more annoying than starting a chat conversation and instantly noticing the rep is using an automated response. Your customers don’t want to chat with robots -- they want to have real conversations with real people, so they can start real relationships.

CHAT TIP #2: Be Timely

Although this was technically in tip #1 (time-saving assistance), I’m going to elaborate on the importance of timeliness.

When your shoppers chat in, they do so to get their questions answered quickly and to continue their research. By making them wait, you are wasting their time and giving them an opportunity to go elsewhere. Don’t make them wait!!

According to ActivEngage research, if a shopper waits more than 10 seconds for a chat representative to start a conversation, the likeliness of them dropping the chat increases exponentially.

Therefore, ActivEngage’s managed chat team has a best practice of picking up chats in 6 seconds or less, and our response time in a conversation is a maximum of 30 seconds. We convert 80% of our chats into leads, and have found that time is a BIG factor in our success.

We recommend that your dealership’s self-managed chat team uses these standards to create your own success as well. The faster you respond, the happier your online shoppers will be and the more sales you’ll get because of it.

CHAT TIP #3: Provide Customer-Centric Service

Dealers, your online shoppers expect a customer-service oriented conversation when they use chat, regardless of what department the chat reps are in. I know this one seems obvious, but if it was -- we wouldn’t see self-managed dealer chats that look like this.

In order to get more out of your live chat investment and protect your dealership’s reputation, you have to ensure the chats your staff has are quality conversations.

Here are a few customer service do’s and don’ts in a live chat conversation:

Don’t:

  • WRITE IN ALL CAPS (this is equivalent to YELLING!)

  • Use sarcasm (or humor that may be taken as such)

  • Be curt and unhelpful, while repeatedly asking for contact information

  • Forget to spellcheck

Do:

  • Introduce yourself first

  • Be friendly, conversational, and polite

  • Be knowledgeable in your responses

  • Review your responses before sending them

NOTE: The right software will play an important part in the success of your dealership’s live chat conversations.

Hi Steve -- thanks for your insight. First of all, I am so glad you were satisfied with our team's service in your test chat. The training our Virtual Sales Assistants go through is rigorous and prepares them to get dealers quality leads WHILE providing excellent customer service. By the way, Joelle is awesome -- so awesome, in fact, that she's now part of our Customer Success Team!

While we strongly advocate the use of our managed chat service, we also understand that managed chat doesn't fill EVERY dealership's needs. Sometimes it's not in the budget, or they have enough staffing to effectively chat themselves. However, I do agree that your example is the NORM and not the exception.  

I've seen my fair share of bad in-house chat conversations and they were the main reason for this post. Live chat best practices (like not insisting on contact information!) are crucial for dealerships to get more leads, while making the best impression. I hope these tips help the dealerships that do decide to use live chat in-house avoid the mistakes you've mentioned! :)

I had the extremely rare experience to do an A/B comparison of self-chat with a sales team AND the AE managed chat team - at the same store - at the same time - from different lead sources. The results changed my perspective completely in favor of managed chat. So while I appreciate your advice to dealers "how to" perform the DIY style properly   --- to me  --- the right thing to do is to - excuse me while I shout - TAKE IT AWAY FROM THEM !!  OMG !  THE SALESMEN WERE TERRIBLE AT CHAT !

I understand the "benefit" of not increasing the cost  -- but it is not worth losing the sales. I vote for managed professional chat every time - and have the highest respect and praise for the AE team  -- I don't know if Joelle is still there - but she was an appointment-setting MONSTER !  Steve was such a pro and gentleman - I wonder if he is still there - as this was a few years ago.

Today  -- when dealers ask me about chat  -- and I tell them  --- I can see them cringe at the extra cost of out-sourcing it  - but  -- the transcripts don't lie. Salesmen - for some unknown reason - often seemed to bring some "attitude" I had to ask them about. As if they were TRYING to fail !  Or  .. to end the dialog.

Once I mystery shopped both with the same questions about a car listing without the miles of a used car. The salesman INSISTED on my contact info before he would tell me the miles !  Joelle ASKED me if I preferred to be called back OR WAIT until she could find out. Because she ASKED POLITELY ... I told her a call-back was OK.

I also asked the salesman what "RETAIL PRICE" meant ? How could they have a price without knowing the miles ?  He got defensive and wrote about lots of other people looking at the car. She laughed and said it was just a an automatic computer pricing based on average book value. Question-after-question  - she KILLED his answers that drove me further-and-further way while she drew-me-in. After seeing his chat responses I started wondering what he said to live customers. And lastly  - I asked the "P" question. He gave me a number a thousand over KBB retail with average miles. She asked me if I had a trade and if I was financing and if I would like a credit application. I gave her my email and she sent me the link. She ended with my full info and he got air.    ---  Lisandra, the tips are a good blog  - but - the real answer is DIY chat is accident waiting for a customer.  IMHO
